On the evening of Saturday 1/30 at 8 pm'ish, my wife and I decided to give 5 Guys another chance at converting us from In N Out like several of our friends. This was the 1st time at this location and maybe 3rd overall for this chain. There were so many issues that this WILL be the last time we go to 5 Guys - In N Out just delivers so much more CONSISTENTLY.
This was the absolute worst experience out of the three total. ( Other 2 were Fremont / Newark and Brentwood ) Here is where the blunders in customer service ended their opportunity to earn my loyalty:
* failure to ensure the complete order was made and reached my hands when my # 00 was called out. My number was called I was given my $27 ish order and proceeded to sit down at table and set our food down. As I got up to fill my soda cup, I realized I was NOT given my shake. I had to get back up and ask for the shake - it was made but not given with order.
* When my wife tried to fill her condiment container with ketchup from the large ketchup dispenser, it was empty. But, there were two large dispensers, surely both of them could not be completely empty right? Lo and behold, EMPTY!!!! So, once again I had to get up ( hope you're counting because we are now at #2 ) to let them know both dispensers were empty. I had to sit back down, and wait for them to fill dispensers with ketchup. Only took about 3 minutes or more to fill up BUT it was the fact there were 2 BIG dispensers - how does BOTH of them become empty? One serves as a back up to ensure that if one runs out, there is another. ( kinda like having the spare roll of toilet paper resting above the one in use at commercial restrooms. When the first runs out, the second one pops down ) This tells me and the management staff that someone did NOT do their job of following up to ensure this small but very important step is consistently followed up on. Needless to say, I had to get up again ( now we are at #3 ) and finally fill the container with ketchup.
* At about 8:40 pm, as we prepared to leave, we ordered to go food for our son at home. Once #15 was called, I was given my bags and we proceeded back to Union City. 3/4 of the way home, we realized that ONCE again, they failed to give the complete order - we were missing the oreo shake. So we had to turn around and drive back. Upon returning around 9 pm ish, I informed the team that I did not get my shake from order #15. One of the team members asked the guy behind the counter if he made the shake. They checked the ticket number and apologized immediately because they did NOT make the shake. THIS was the moment of truth - team followed proper customer service step #1 and apologized. Problem is, the accompanying verbiage that is associated with step #2 is usually "How can I make this right?" or something to the effect of "Here is a complimentary ________ for your inconvenience of having to drive back" or perhaps "My name is ________ , sorry again for the inconvenience, please give us another chance. Here is my card, and it authorizes you to a free meal on us." THIS is where ALL was lost since there was no arrangement to compensate for the time, inconvenience, and gas of having to return. REMEMBER, they forgot the shake earlier in our dine in experience - so they made the same mistake twice in a row with the same customer.
* In summary, Clearly the first mistake was not addressed regarding my wife's shake for it to happen twice. The failure to review order to ensure its picked up in its entirety points at either poor training or poor follow up and leadership by on duty manager. 2 empty ketchup dispensers intensified my ire at the way this place was being run. Having to come back due to a repeated error without compensation, ABSOLUTELY poorly handled.
5 Guys, I have been to In N Out probably 50 tines and they have messed up my order only once. When they found out, they apologized and invited me back for another meal on the house. Furthermore, EVERY conversation with In N Out team members include eye contact, smile, and outgoing service. THIS is why I continue to come back to their restaurant and will not return to yours. Their customer service, organization, and consistently high standards have earned my loyalty.
The Burger Arena is chockfull of intense competition. Everything I mentioned above points at poor leadership, training, and follow up. This means that these mistakes are and will continue to happen. Just think about the type of loyalty In N Out has... Do you not want the same?
