New West, which owns 18 locations including this one, sees you as a wallet, not a person. It is corporate medicine at its worst. We were patients for 22 years in Highlands Ranch until New West bought the practice.
As a glaring example, there is no contact info on their website for "patient advocacy", or "customer service", or any other invitation to talk to corporate if you are having trouble locally. The only phone numbers are to pay your bill and give them referrals - both focused on money, not people. Lucie Owens, their COO, admitted they have no one responsible for customer service as their job. They have a lot of people involved on the making money side.
Following are only a small sample of the issues I have experienced:
-Multiple harassing phone calls in just a few days time for a bill that was under a month old and turned out was actually a phantom charge.
-Overbilling for $205.00 that was in their hands for months before I found it and brought it to their attention.
-Billed for a physical instead of a blood work exam which has never been resolved in ten months.
-Corporate blaming the local practice, and the local practice blaming corporate. No one trying to fix this, just blame back and forth.
-I informed the local manager, Aileen, (who works for New West, not the doctors) that not a single person at New West or locally had offered any regret or apology over three weeks of problems. She offered a very curt "sorry", to which I replied it means more when it's not coerced. She shot back, "Well, I tried to apologize and if that's not enough, then maybe this isn't the office for you." Consistent with Nick D.'s Yelp review of her interactions with patients.
-I wrote a letter detailing the above and received no response in many months.
-I sent the letter again last week and it was ignored.
-I escalated to the Chief Operations Officer of New West. Lucie Owens, who told me (direct quote), "I'm not here to answer your questions, I'm here to see how we can resolve this." (Does that make any sense to anyone??) I said we could start to resolve it by answering my questions. She refused. She ignored me for three days and refused to answer questions for two more. She also lied to me about why she didn't get back to me for three days until I called her on it and showed her proof.
-The CEO, Ruth Benton has hidden under her desk throughout the whole process - I have regularly invited her to talk, since all other levels in her organization had failed to even engage with me, let alone resolve things. Her complete absence for ten+ months speaks clearly as to why everyone else in the organization down to the front desk has been so dismissive. They learned it from her.
-After ten+ months of trying every local and corporate avenue to even get someone to hear the issue, yesterday I left Yelp reviews. Their "Public Relations" person, Barb Mahoney, left a reply within a few seconds, having done nothing to find out the issue. She accused me of spamming, and scolded me that "there are better ways to resolve this". I left 3-4 messages on her phone over two days to ask her to let me know how I could have resolved this better. Even though she had invited me to call, I received no response (again, they are all learning from the CEO to hide under their desks). I demanded the demeaning rebuttal be taken down - it was.
-As a resolution, I have been dismissed and pushed off to talk to the local doctor, who has no responsibility and no authority, who is being asked to do what at this point, should be CEO Ruth Benton's job, who is still hiding under her desk.
-This afternoon, when I asked the COO if New West is concerned that their Yelp average hovers at 2.6 out of 5 for all 18 locations, she responded, (direct quote) "Yelp is just a place people go to in order to complain." I offered to show her multiple medical practices with extremely high Yelp reviews (4.7++) where almost everyone is going to Yelp to share how great they are. Dismissing Yelp is just another demonstration that this corporation is annoyed that the money has to come through patients. It is clear they would rather have it show up without any human interaction.
- There are two responses they could have to my experience and to their 2.6 Yelp rating across all their practices. 1) Wow, we need to start over and get this right - our culture is fundamentally broken and it is having real and negative impact on our patients. - or, 2) What a bunch of complainers.
- Sadly, COO Lucie Owens has already made it clear that she will be adding me to her very long list of Yelp complainers who should be dismissed and ignored.
